What a customer service representative does

Customer service representatives are the voice of your business when a customer is confused, frustrated or ready to buy. They answer questions, solve problems and keep customers coming back, usually in live channels such as phone, chat and email.

This role is distinct from technical support: it is built around empathy, clear explanation and policy knowledge rather than troubleshooting software.

Typical responsibilities

  • Answering inbound calls, chats and emails within agreed response times

  • Handling orders, returns, refunds and account changes

  • De-escalating upset customers and knowing when to involve a manager

  • Logging every interaction accurately in the CRM or help desk

  • Following scripts and policies while keeping a natural tone

  • Collecting customer feedback and flagging recurring issues

Skills to look for

  • A warm, clear spoken and written English voice

  • Patience and emotional control with difficult customers

  • Fast, accurate typing and note-taking

  • The ability to explain policy simply

  • A habit of ownership: staying with an issue until it is resolved

Software and tools

  • Zendesk, Freshdesk, Gorgias or Help Scout

  • Phone systems such as Aircall, RingCentral or Dialpad

  • Shopify, Stripe or your order platform

  • Live chat tools such as Intercom or Tidio

  • Your internal knowledge base

Experience to look for

Look for candidates who have worked in a live customer-facing seat and can describe their volume, their channels and how their quality was measured. Ask which metrics they were held to, such as first response time, customer satisfaction or resolution rate.

Interview questions

  1. A customer is angry about a late order that was not your fault. Walk me through your first three sentences.

  2. Tell me about a time you turned around an unhappy customer.

  3. How do you handle a request that goes against policy?

  4. What do you do when you don’t know the answer?

  5. How do you stay consistent across a long shift?

  6. Give me an example of feedback you passed on that changed something.
